What is the difference between the 2 ?

SLA = Service level agreement

SLA:ets servicenivåer anger en procentandel av ärendena som ska vara lösta inom en angiven tid.

Påminnelserna utgår från denna tid och skickas när en viss tid har förlupit, i procent av den tid som servicenivån anger.

Dismissed vs forwarded

If the first instance cannot cope with a case it can go two ways- to next level of support, if this still cannot be solved within the time limit of the agreement it means that the company has to pay a fine. It can also be dismissed if the case is irrelevant, this can happen when an employee has a problem with a private program interferring with his work program.
